Troubleshooting Amazon Connect softphone and CCP audio

The Contact Control Panel (CCP) softphone needs a browser media channel with Amazon Connect softphone media, microphone permission for the current browser session, and outbound UDP 3478 to the TurnNlb endpoint for the instance's Region 44 29 49. AWS documents CCP error banners, network allowlist requirements, quality metrics and VDI audio optimization settings for diagnosing failed or degraded softphone audio 28 22 39 53.
Reading CCP error banners

For ice_collection_timeout, AWS's fix is to allow outbound UDP 3478 through firewalls and NAT 21.
Microphone access
The CCP can connect to the agent's microphone only when permission has been granted for the current browser session 29. That permission is held in the browser's memory 29.
In Firefox, the CCP gets microphone access only while the CCP or agent workspace tab is in focus 20. Agents must focus that tab when accepting a voice contact, or the call can be missed 20.
Network requirements
- Media: CCP softphone media requires outbound UDP 3478 send/receive to TurnNlb-*.elb..amazonaws.com for the instance's Region, or to the listed per-Region NLB hostnames 49.
- Signalling: CCP v2 signalling uses *.transport.connect..amazonaws.com on outbound TCP 443 48. AWS warns that web socket handling in some proxies can break this signalling and must be tested before production 48.
- Instance domains: AWS describes the .awsapps.com instance domain as an old domain that is going away 2. It documents my.connect.aws allowlist entries (ccp-v2, api, auth/authorize, awas/api plus *.cloudfront.net) as the current minimum 2.
AWS recommends testing the domain-allowlist option with more than 200 calls 32. AWS says an error rate above 2 percent may indicate a proxy resolution issue, and in that case the IP-range option can be considered 32.
If the Amazon Connect IP ranges are already allowlisted and DNS resolution is unrestricted, the TurnNlb domain need not be allowlisted 13. AWS suggests checking resolution with nslookup against a TurnNlb hostname, and allowlisting the TurnNlb endpoints if resolution fails 13.
New Amazon Connect IP ranges appear in ip-ranges.json at least 30 days before the service uses them 23. Softphone traffic then shifts onto the new ranges over about 2 weeks 23. IP-range allowlists must therefore be updated within 30 days to avoid intermittent failures 23.
With a stateless firewall, the browser's ephemeral port range must also be allowed inbound from the AMAZON_CONNECT ranges 46. The documented ranges are 49152-65535 UDP on Windows and 32768-61000 on Linux 46.
AWS lists improperly configured NAT traversal as a cause of one-way audio or no audio 30. AWS recommends static NAT where possible, with keep-alives enabled 30.
AWS recommends that CCP media between the agent workstation and AWS not traverse VPNs or network accelerator hops 55. Its audio troubleshooting asks whether the issue reproduces without VPN and whether split tunnelling is enabled for real-time traffic 55.
A custom CCP built with the Amazon Connect Streams API can run media-less 27. A media-less CCP needs no ports opened for media, but it still needs connectivity to the Amazon EC2 and CloudFront endpoints 27.
AWS's CCP-only workstation minimums are 54 Kbps up and down per 1:1 audio call, 2 GB RAM and a 2 GHz CPU 4.
AWS recommends a USB headset, though any headset type is compatible 4.
One-way audio
When the agent can hear the customer but the customer cannot hear the agent, AWS says the cause might be another application taking exclusive control of the agent's microphone or speaker 31.
The Microsoft Edge AutoplayAllowed enterprise policy can also cause audio problems when it is set to Disabled on affected Edge versions 15. In that case, agents may not hear ringtones or audio on incoming voice contacts (one-way audio), or see and hear customers on video calls 15.
AWS's fix is to add the exact instance URL to the Edge AutoplayAllowlist policy 14. The URL takes the form https://.my.connect.aws, or the govcloud.connect.aws form 14. Custom CCPs that use connect-rtc-js also need their hosting domain added 14. The wildcard * is not accepted 14.
Windows 11 first-call dead air
After a Windows 11 reboot, agents using Chrome or Edge can get complete two-way audio failure (dead air) on the first CCP call 56. AWS attributes this to the network interface card restarting when Chrome or Edge requests audio packet prioritization, and to volume control changes triggering network services that can restart the NIC 57.
The documented fix is to change the startup type from Manual to Automatic for the following services 58:
- qWAVE
- ndisuio.sys
- dmwAppushSvc
- SstpSvc
- RasMan
This change requires administrative privileges 58.
Diagnosing audio quality
Endpoint Test Utility
The Amazon Connect Endpoint Test Utility checks browser WebRTC support, browser access to media devices, latency to all active Connect Regions and optionally to a specific instance, and connectivity on the ports required for media streams 18.
The utility is hosted at https://tools.connect.aws/endpoint-test/ and accepts URL parameters lng (en, es, fr), autoRun (true or false), connectInstanceUrl (must start with https) and regions (comma-separated Region codes) 19.
AWS states that average latency between the agent browser and the Amazon Connect instance, as measured by the Endpoint Test Utility, should not exceed 300 ms 25. AWS says higher latency might cause audio quality issues 25.
Using the call recording to localize the problem
Amazon Connect records calls at the Connect service 40. Degradation that is audible in the recording therefore happened before audio reached Connect 40. A clean recording means the degradation occurred after Connect, on the path to the listener 40.
CCP logs
CCP logs are downloaded from the CCP via Settings, then Download logs, as agent-log.txt 5. The logs persist only for the current browser session, so a tab refresh or close discards them 5.
The CCP Log Parser at https://tools.connect.aws/ccp-log-parser/ shows Snapshots and Logs 26. Its Metrics tab shows skew metrics, API call latency and, for CCP calls, WebRTC media stream metrics 26.
In CCP log WebRTC metrics, AWS treats JitterBufferMillis above 30 ms and RoundTripTime above 300 ms as abnormal 24.
CloudWatch and QualityMetrics
AWS uses a CloudWatch ToInstancePacketLossRate above 20 percent as a sign of a severe network issue 33. AWS also notes that audio can degrade at packet loss rates well below 20 percent 33.
Contact record QualityMetrics give Agent and Customer audio a QualityScore from 1.00 (poor) to 5.00 (high) 39. They also include a PotentialQualityIssues list whose values are HighPacketLoss, HighRoundTripTime and HighJitterBuffer 39. An empty list means no issue was detected 39.
A HighPacketLoss value indicates packet loss on the participant's outbound (egress) audio stream 38.
QualityMetrics are returned by the DescribeContact API and in Kinesis contact record events 37.
QualityMetrics are not shown when viewing the contact record in the admin website, and they are not part of EventBridge events 37.
Hum in the agent's outgoing audio
An audible hum can appear in the agent's outgoing audio when the agent's audio device does not support 48 kHz but the browser asserts 48 kHz 42. AWS has seen this with Firefox but not with Chrome 42.
Check the sample rate during a live call at about:support under Media in Firefox, or on the Audio tab of chrome://media-internals in Chrome 43.
Both input and output should read 48000 43. To change the rate, use the operating system sound settings or replace the headset 43.
Audio Enhancement
Audio Enhancement is not supported together with Amazon Connect audio optimization (WebRTC redirection) 1. It is supported with VDI local-browser access 1. AWS calls out configuring Audio Enhancement and audio optimization together as a likely cause of audio problems 1.
Voice Isolation should only be used with a wired headset; Noise Suppression is the option for wireless or mixed setups 54. Audio Enhancement requires at least a 4-core CPU or 4 vCPU 54.
Opening a support case
AWS asks that audio quality support cases include 3 to 5 example ContactIds no older than 24 hours with UTC timestamps, recordings, the instance ARN, Endpoint Test Utility JSON, ping and MTR observations, and CCP logs 47.
Persistent connection
With persistent connection enabled, the agent softphone keeps its media connection for a few minutes after login and after each call, so the next call connects faster 35. After extended idle time, the connection drops and silently re-establishes on the next call 35.
Persistent connection works on supported Chrome and Edge but not on Firefox 34. It can be used with VDI audio optimization 34. Only an administrator, not the agent, can turn it on or off 34.
VDI deployments
Split CCP model
For VDI, AWS recommends a split CCP model 45. In this model, a media-less Streams-based CCP inside the VDI handles data and call control, and a standard CCP on the local PC carries media 45. Firefox cannot be used for the local CCP in split mode 45.
AWS lists routing audio through a virtualized desktop, instead of redirecting the WebRTC session to the agent workstation, as a cause of high round trip time 50.
Agent workspace audio optimization
Agent workspace VDI audio optimization is selected with the VDIPlatform query parameter, whose documented values are CITRIX_413 (Citrix), AWS_WORKSPACE (Amazon WorkSpaces), OMNISSA (Omnissa) and AZURE (Azure Virtual Desktop or Windows 365) 53.
Append VDIPlatform directly to the /agent-app-v2 URL, and remove any referrer=admin parameter 52. For SSO, append it to the relay state destination 52. Do not append it when the agent workspace is not running inside a VDI 52.
With VDI audio optimization, media device information is relayed at contact start 51. An agent who switches audio device mid-contact cannot get audio on the new device 51.
Citrix
For Citrix audio optimization, AWS advises VDIPlatform CITRIX_413 instead of CITRIX 7. On ChromeOS, AWS advises Citrix Workspace App 2507 or later 7. On Windows, Linux and Mac, AWS advises Citrix Workspace App 2508.10 or later 7. AWS gives these versions as the fix for dead air and dropped calls during mute 7.
The stated minimum is CWA 2305 7.
Citrix server setup for the UC SDK needs a REG_MULTI_SZ ProcessWhitelist value (Chrome.exe and msedge.exe) under HKLM\SOFTWARE\WOW6432Node\Citrix\WebSocketService followed by a restart of CitrixHdxWebSocketService 9.
VDA 2203 LTSR or later is recommended 9.
The native CCP is listed as an unsupported deployment for Citrix audio optimization 8. The agent's thin client needs its own media path to Amazon Connect on UDP 3478 8.
AWS warns that Local Network Access prompts introduced in Chrome 147 and Edge 147 can block Citrix UCSDK audio optimization until a Citrix-documented workaround (CTX696569) is applied 6.
Desk phone mode
An agent can set Phone type to Desk phone in CCP settings with a mobile number 12. Call audio then goes to the mobile device, while the agent still manages the call in the CCP on the computer 12.
When agent audio is rerouted to a device, Amazon Connect places an outbound call to that device for each contact 41. If the agent does not answer, the agent goes into a missed contact state until the agent or a supervisor sets them available again 41.
When an agent's phone type is Desk phone, Amazon Connect incurs outbound telephony charges for inbound calls answered on that phone 11.
WarmTransfer's reading of the sources is that desk phone mode probably sidesteps browser microphone, UDP 3478 and VDI media problems, because it delivers call audio as a PSTN call to the agent's number rather than over browser WebRTC 10. We infer that the trade-offs are telephony charges and PSTN-side quality that CCP WebRTC diagnostics would not see 10.
Browser support
Amazon Connect supports the latest 3 versions of Chrome, Edge Chromium and Firefox, plus Firefox ESR until end of life 3. Safari and other browsers are unsupported 3. AWS requires an issue to be reproduced in a supported browser before investigating 3.
