Microsoft describes Dynamics 365 Contact Center as a Copilot-first, cloud-based product that brings AI and automation to engagement channels in the customer's CRM of choice 23. Documentation scopes the platform across three experiences: Dynamics 365 Contact Center embedded, Dynamics 365 Contact Center standalone, and Dynamics 365 Customer Service 53.

Architecture and experiences

The embedded experience provides a conversation widget allowing agents to manage voice or chat interactions from non-Microsoft CRMs, supporting embedding into any web page or application compatible with HTML and JavaScript 24. In a documented Salesforce implementation, administrators import a call center definition file, replace the CTI Adapter URL with the embedded widget URL, and add the Open CTI Softphone utility to the Service Console app using Salesforce API version v58.0 37.

In the embedded experience, Copilot provides case summaries for non-Microsoft CRMs and generates resolution notes—capabilities absent from standalone and Customer Service environments—while Copilot analytics and adding trusted webpages as sources remain unavailable 21. In the standalone deployment, Copilot supports email drafting, conversation summaries, and conversation-based prompts, but omits case-specific features including inline case summaries, queries against case data, and case-based auto prompts 22. Third-party voice platforms can also be integrated via the Dynamics 365 Channel Integration Framework 2.0 connector, with Microsoft citing Genesys Engage, Solgari, and NICE inContact as examples 52.

Channel provisioning

Dynamics 365 Contact Center supports provisioning for chat, voice, SMS, social, and Microsoft Teams channels 19. Provisioning requires the Dynamics 365 System Administrator role assigned on the root business unit 34. In the Copilot Service admin center, an administrator navigates to Customer Support, selects Channels, opens Manage channels, selects the desired channels, and saves; channels lacking licenses display disabled checkboxes, and provisioning processes in the background for several minutes 35. If an administrator turns off all channels simultaneously, any previously working channel configurations become invalid and must be reconfigured once re-enabled 9.

Once baseline channels are provisioned, installing native voice requires setting the Add voice toggle to Yes under the Voice section and accepting the Voice and SMS Terms checkbox 58.

Native voice and Azure Communication Services

The native voice channel is built on Azure Communication Services (ACS) 56, which system requirements mandate for first-party voice and SMS in production environments 5. Microsoft does not offer a dedicated voice quality SLA for the voice channel, pointing instead to the SLA published for ACS 30. Native voice calling is supported exclusively in the Copilot Service workspace app and is not supported in other Dynamics 365 apps 60, nor does it support Citrix virtual machines 29. Supported codecs for PSTN and VoIP traffic are G.711 and Opus 57. Emergency calling (911) on native ACS voice is restricted to the United States and Puerto Rico 25.

Telephony running on ACS follows a pay-as-you-go model that varies by country and bills per minute per participant 1. Furthermore, the VoIP leg connecting to a Copilot Studio IVR agent is billed directly by ACS and is not covered by the intelligent voice bot minutes bundled into the Voice Channel Add-in license 26.

Number handling and BYOC direct routing

Microsoft guidelines require mapping one application instance to exactly 1 ACS resource without sharing across instances 4. Phone numbers purchased through an ACS resource and associated with a Power Platform environment cannot be migrated or transferred to any other environment 33. Only United States phone numbers can be procured directly within the in-product Add ACS number dialog; international numbers require separate procurement in ACS before syncing into Dynamics 365 Contact Center 55. Every phone number must be added to a voice workstream before use, and a number can bind to only 1 voice workstream 31. Calling and SMS plans cannot be changed once a number links to a workstream, and assigned features cannot be removed, though they can be upgraded 32.

Bring your own carrier (BYOC) is implemented through ACS direct routing, pairing an organization's ACS resource and certified session border controller (SBC) to retain existing telephony providers and numbers 10. These direct routing numbers are entered via Copilot Service admin center under Channels > Phone numbers > Advanced > Bring your own number via Azure Direct Routing, either individually or using bulk CSV imports 17.

Teams integration and migration away from ACS

Sources disagree: the voice channel FAQ states native Teams numbers cannot currently be brought into the voice channel 42, whereas the Teams Phone configuration guide allows integrating an existing Microsoft Teams Phone system via Calling Plan (service numbers only), Operator Connect, or Direct Routing 47. Teams Phone extensibility in Dynamics 365 Contact Center had public preview on Apr 30, 2025 and general availability on Sep 2, 2025 45. Connecting Teams Phone eliminates the need for an organization to bring its own ACS resource 46.

The documented Teams Phone sequence requires provisioning the voice channel, creating a Teams resource account bound to the Dynamics 365 application, licensing the resource account, assigning it a Calling Plan, Direct Routing or Operator Connect service number, selecting Sync from Teams on the Teams phone system tab of Manage telephony, creating a workstream, and adding a voice channel for the number 49. Each Teams resource account is associated with the organization's Azure Communication Services immutable resource ID using Set-CsOnlineApplicationInstance and Sync-CsOnlineApplicationInstance with the -AcsResourceId parameter 43. A Teams resource account is required for every phone number used with Dynamics 365 Contact Center through Teams Phone, and the resource account must be assigned a license before a service number is assigned to it 48. For a Direct Routing service number on Teams Phone, the resource account is assigned the number with Set-CsPhoneNumberAssignment -PhoneNumberType DirectRouting and granted an online voice routing policy so it can place calls for external-number consult and transfer 44. Synchronizing Teams phone numbers into Dynamics 365 Contact Center requires the Teams Administrator or Teams Telephony Administrator role and the delegated Graph permission TeamsResourceAccount.Read.All with admin consent 50.

For internal transfers, consult and transfer to Teams users operates over VoIP only in standalone Contact Center and Customer Service deployments (embedded is not supported), excludes Teams auto attendants or call queues, and omits voicemail or call forwarding because calls are treated as group calls 41​39. Targeted Teams users must have Enterprise Voice and Teams Phone System licenses, enhanced voice must be enabled, and tenant federation must allowlist the ACS resource 40.

ACS retirement and migration timeline

Microsoft designates Microsoft Teams Phone extensibility as its strategic voice architecture, requiring migrations away from ACS telephony before September 30, 2028 54. On September 30, 2028, Microsoft will retire standalone ACS capabilities covering ACS Direct Offer, ACS Direct Routing, ACS SMS, and ACS WhatsApp 6. Dynamics 365 Contact Center itself will remain functional after that date, and workloads already transitioned to Teams Phone extensibility are unaffected 38.
