CRM and CTI integration patterns for contact centers

Verified 2026-10-01 · 56 sources · tier 2–5

Also known as crm-telephony-integration, cti-crm-integration.

WarmTransfer's reading of the sources is that integrating contact center telephony with customer relationship management (CRM) systems relies on distinct architectural layers spanning browser bridges, managed packages, and platform-native voice routing 4228. WarmTransfer's reading of the sources is that the evidence supports 3 primary integration patterns: an embedded web softphone using a CRM JavaScript framework, a vendor adapter package bundling an embedded client with backend services, and CRM-native voice where interactions pass directly through the CRM's native routing controls 28.

Integration patterns and frameworks

Salesforce Open CTI connects telephony systems to Salesforce through a JavaScript bridge that operates as a browser-based integration layer rather than a native platform capability 42. Salesforce states that Open CTI reaches end of life on February 28, 2028 40. Salesforce states that after February 28, 2028, Open CTI implementations will no longer function 44. Effective from its notice, Salesforce states that no net new Agentforce Service orgs can implement or use Open CTI 43. Existing Open CTI implementations may continue to function until the February 28, 2028 retirement date 41.

Salesforce names Salesforce Voice as the recommended replacement for Open CTI, describing it as offering native integration with Omni-Channel and real-time call transcription 5453. Trailhead contrasts taking calls in the Salesforce Call Center softphone in the console footer (the CTI approach) with taking Voice calls in the Omni-Channel widget 55. WarmTransfer's reading of the sources is that current Salesforce first-party material uses "Salesforce Voice", "Partner Contact Center", and the older "Service Cloud Voice" label for overlapping offerings, so practitioners should map product names before comparing documents 52.

Salesforce's migration blog presents 2 paths: keep the existing telephony provider through a certified AppExchange integration, or modernise telephony on Salesforce's contact center platform at the same time 39. In the generic Partner Contact Center configuration, an organisation chooses the telephony system and installs its managed package, and some features such as real-time transcription may depend on partner support 49. The Partner Contact Center with Amazon Connect configuration provides Amazon Connect natively integrated into the CRM with unified billing, including real-time transcription and call recording 50. The Partner Contact Center with Telephony from Amazon Connect configuration integrates an organisation's existing Amazon Connect instance with Salesforce Voice 48.

For Genesys Cloud, Genesys states that its Genesys Cloud for Salesforce Open CTI integration retires on February 28, 2028, coinciding with Salesforce's retirement date 37. Genesys Cloud for Salesforce was deprecated effective March 23, 2026, and is in maintenance mode, receiving only minor updates until retirement 35. Genesys Cloud for Salesforce installs as a Salesforce managed package with nothing to install on each user's computer 36. Genesys offers CX Cloud from Genesys and Salesforce—an API-level integration embedding Genesys capabilities into the Salesforce workspace—as a migration path 34. Genesys states that the Open CTI integration and its replacement can exist side by side without downtime, with typical migrations taking 2 to 4 months 38.

In ServiceNow, Genesys documents creating an OpenFrame configuration by navigating to All > OpenFrame > Configurations > New and copying the generated sys_id 31. OpenFrame access is limited to users who hold the openframe user role and belong to the user groups selected in that configuration 32. The OpenFrame Configuration field requires JSON containing an integrationId and accepts an optional popInteractionOnOffer boolean 30. For voice call routing in this ServiceNow integration, Enable interaction controls must be selected in the configuration 33.

Dynamics 365 Channel Integration Framework

Dynamics 365 Channel Integration Framework (CIF) is a cloud-to-cloud framework that integrates third-party channel providers with Dynamics 365 Unified Interface apps using a browser-based JavaScript API library 2. CIF works only with Unified Interface apps and does not support the legacy web client 11. CIF is not a softphone and does not place calls or send messages itself; the channel provider handles those operations while CIF provides the integration framework 5. CIF does not manage call or chat sessions 4. CIF is not a server-side API; its JavaScript library exposes operations such as record CRUD, ClickToAct get/set, entity search, and panel width control 6. Additionally, CIF does not support synchronising user presence across different channel providers 3.

The framework provides two versions with differing architectural requirements: 1522

Version Supported host apps Provider support
CIF 1.0 Single-session model-driven apps: Customer Service, Sales, Project Service, Field Service 15 1 channel provider at any time 14
CIF 2.0 Multisession apps: Omnichannel for Customer Service, Copilot Service workspace 22 Multiple telephony channel providers simultaneously 1421

The communication panel is located on the right side in CIF 1.0 (minimized or expanded) and on the left side in CIF 2.0 (docked, minimized, or hidden) 7. CIF 1.0 is available for Government Community Cloud (GCC) 13. Loading a CIF 1.0 communication widget in Omnichannel for Customer Service is not supported 16. However, a communication widget built on CIF 1.0 APIs continues to work with CIF 2.0 apps if the channel provider is configured and its channel URL is updated in the Copilot Service admin center 12. Deploying or updating the Copilot Service workspace app profile overwrites the Channel URL field in CIF 2.0 settings, requiring verification after deployment 18.

CIF 2.0 requires an active Microsoft Dynamics 365 Customer Service Enterprise subscription for each user 23. Supported browsers for CIF 2.0 are Chromium-based Microsoft Edge and Google Chrome, and browser policies must not block speaker or microphone access for voice 17. WarmTransfer's reading of the sources is that while CIF overviews describe the framework as browser- and OS-agnostic, the CIF 2.0 supported-browser documentation lists only Chromium Edge and Chrome, meaning "agnostic" represents an architectural property rather than a formal support statement 1. The domain of the provider's channel URL must use HTTPS 19. While CIF 2.0 allows representatives to work simultaneous sessions across different telephony providers, it is designed strictly for telephony; custom messaging channels must use the Direct Line bring-your-own-channel approach instead 2120.

Screen pops and client-side operations

The CIF searchAndOpenRecords method searches for a record from the communication widget during an inbound interaction and opens it, acting as CIF's screen-pop primitive 9. When searchOnly is set to false, a searchAndOpenRecords call returning multiple records opens only Account, Contact, and Activity entities; if $search is included in the query, it always opens the search results page rather than an individual record 10. The method defaults to categorized search; relevance search (searchType 0) functions only after relevance search is configured for the organisation, otherwise falling back to category search 8.

WarmTransfer's reading of the sources is that in an embedded-widget model, screen pops are triggered client-side when the widget calls the CRM JavaScript API (such as CIF searchAndOpenRecords) upon interaction arrival, which means failures can originate in the widget code, browser configuration, or CRM search configuration rather than telephony routing 51.

Vendor adapters and flow-level integrations

Amazon Connect Streams can embed the Contact Control Panel (CCP) UI in an existing web application or handle contact and agent state events directly for custom UI development 27. The Amazon Connect CTI Adapter for Salesforce delivers a WebRTC browser-based CCP inside Salesforce 26. This integration consists of 2 parts: a managed package installed in Salesforce and an AWS Serverless application deployed into the customer's AWS environment, with AWS recommending installation in a Salesforce sandbox first 25.

At the routing layer, the Webex Contact Center Salesforce connector links a Salesforce Connected App to Webex Contact Center using a client ID, private key, the Connected App user email, and an authorization server URL, which is then referenced in Flow Designer or Control Scripts 56. WarmTransfer's reading of the sources is that a routing-flow data connector like the Webex Contact Center Salesforce connector is a server-side, flow-time integration separate from agent-desktop CTI frameworks (such as Open CTI, CIF, or OpenFrame), and deploying one does not implement the other 29.
