For RingCX administrators setting up inbound voice routing.

A RingCX inbound queue serves as a holding area where incoming calls wait for an agent 43. Queues are organized inside queue groups and carry configurations including business hours, agent assignments, and routing priorities 43.

Before you start

Before creating queues and adding agents, verify that prospective agents already exist as users in the RingCentral Admin Portal 10. An administrator creating agents must hold a role that permits agent creation 10. If testing in production, request test phone numbers from your customer success manager; in an implementation project, obtain them from the project or implementation manager 60.

What changes by situation

Pick your answers to see only your path. Nothing is sent anywhere until you make a plan.

Will the agents who take these calls work inside a single RingCX account, or across separate accounts?
How should dialed numbers enter the system?
How should calls be distributed among agents and queues?

Three questions. One permanent page you can send to your manager.

Step 1 Open RingCX Admin

Do

Navigate to service.ringcentral.com, open Contact Center, select Admin, sign in to RingCX, and select the Admin tile 8.

Verify

Check that the left navigation menu shows a Routing icon containing the Voice queues & skills section 48.

Rollback

Suggested rollback: Close the browser session or return to the main administration portal.

Step 2 Establish the account scope

Single account holding all queues and agents

Do

Remain in the main account created by RingCentral personnel for the root user 4. Where agents must handle calls across multiple client organizations, place those clients under this single account 3. RingCentral's guidance states that a small business typically needs only 1 account 6.

Verify

Confirm that your logged-in session has administrative access to this main account, noting that each account carries its own configuration and default settings 5.

Rollback

Suggested rollback: Switch accounts using the user profile menu if the wrong account was loaded.

Separate accounts per branch or client

Do

Have the root user configure or select the relevant sub-account under the main account 7. For multi-branch enterprises or service providers managing clients in separate accounts, execute the remaining queue and agent setup procedures separately inside each sub-account 56.

Verify

Verify that assigned agents are dedicated entirely to this account; RingCX agent logins cannot be shared across accounts and agents cannot log in to multiple accounts simultaneously 2.

Rollback

Suggested rollback: Switch to the main account or another sub-account in the interface.

Step 3 Create an inbound queue group

Do

An inbound queue group must exist in RingCX before any inbound queue can be created 51. In the RingCX navigation menu, select the Routing icon, click Voice queues & skills, click New group, enter a Group name, and click Save 48. When configuring this through the API, queue groups are identified as gateGroups with the required parameter groupName 22.

Verify

Hover over the newly created queue group under Voice queues & skills and verify that the Edit group pencil icon appears and opens the group displaying the saved Group name 50.

Rollback

Open the group via the Edit group pencil icon, select the More three-dot icon, and click Delete 49. Use the "Move queues to a different group" toggle to determine whether child queues are reassigned or deleted alongside the group 49.

Step 4 Create and activate the inbound queue

Do

Under Routing > Voice queues & skills, hover over the inbound queue group and click the New queue plus icon 42. Check Active under Queue Settings to allow agents to begin taking calls on the queue, provide a Name, configure any additional settings, and click Save 4240. When automating via the API, queues correspond to gates with the required field gateName 22.

Verify

Open the created queue under Routing > Voice queues & skills and verify the presence of the configuration tabs: General, Business Hours, Queue Events, Agent Access, Channel Number, Dispositions, Requeue Shortcuts, Phone book, Special ANI, and Velocity ANI Exceptions 41.

Rollback

Suggested rollback: To disable or remove the queue via the API, call setIsActive or send a DELETE request to /voice/api/v1/admin/accounts/{accountId}/gateGroups/{gateGroupId}/gates/{gateId} 23.

Step 5 Configure business hours and queue events

Do

Open the queue under Routing > Voice queues & skills and access the Business Hours section 2642. Click the Edit icon in the Daily Business Hours table, choose a day, and either check Closed or configure Start Period and End Period; use Add new period if multiple open windows are needed on a given day, then click Ok 26. Any time outside of an open period acts as a closed period during which agents cannot take calls from the queue 24. To add exceptions such as holidays, click New Override, choose the date, enter a Description, and specify the closed event behavior 25.

Next, navigate to the Queue Events tab 45. Under Queue Event Settings, adjust Dequeue Delay (the duration before a call routes to an available agent), Sync (Busy) Queue Wait (minutes waiting in queue before emitting a busy tone), and Max Queued Calls 44. Click Add Queue Event under Queue Event Configuration, select an Event Type (such as the default Route to Agent, Inbound Requeue, Route to Last Agent, Call Termination, Send to Workflow Studio, Send to Cloud, Send to Track #, Send to Voicemail, Transfer Call, or Send to App), specify a Rank and a Duration in seconds, and click Ok followed by Save 454647.

Verify

Suggested check: Verify that configured open periods, overrides, and events display correctly across the Daily Business Hours table and Queue Event Configuration list.

Rollback

Return to the queue's Business Hours section, click the Edit icon in the Daily Business Hours table, and reconfigure or clear open intervals as necessary 26.

Step 6 Create an agent group and add agents

Do

An agent group must be configured before individual agents can be added to RingCX 17. In RingCX Admin, navigate to Users > Agents, click New group, supply a name, and click Save 15.

Hover over the agent group under Users > Agents, click the plus icon, select the relevant users, and click Next 11. Check the Permissions boxes, including Enable agent login and Allow inbound calls (other options include Enable supervisor access, Allow outbound calls, and Allow digital queues), and click Save 119. Additionally, ensure the agent's assigned role under Roles > Agent roles includes the Handle inbound calls permission 20.

Verify

Hover over the agent group, click the plus icon to add agents, and confirm that the added users no longer appear in the picker unless Show all users is checked 11.

Rollback

Navigate to the agent group edit page, click the three-dot More menu, and select Delete 16. Use the "Move agents to a different group" toggle to reassign agents elsewhere or uncheck it to remove the agents along with the group 16.

Step 7 Assign agents to the queue

Do

Open the queue under Routing > Voice queues & skills, click Agent Access, check the boxes for each agent who should receive calls, and click Save 14. Agents must have permissions allowing inbound calls to receive this assignment 13. Alternatively, assign the queue from the agent view by selecting Users > Agents, clicking the agent, selecting Inbound Access, checking the target queues, and clicking Save 12.

Verify

On the queue's Agent Access tab, click Show Assigned Agents to confirm that the assigned agents are listed 14.

Rollback

Suggested rollback: Uncheck the corresponding boxes for the agents under Agent Access or Inbound Access and click Save.

Step 8 Configure call distribution

Default: route to next available agent

Do

Retain the default distribution behavior; RingCX routes inbound calls to the next available agent assigned to the queue without additional configuration 29.

Verify

Confirm that the queue's configured event under Queue Events includes the Route to Agent event type 46.

Rollback

Suggested rollback: Adjust queue event types if a different handling method is desired.

Match calls to agents by group skill

Do

Under Routing > Voice queues & skills, hover over the queue group, click the Edit Group pencil icon, open the Group Skills tab, click New skill, supply a name and description, toggle the Status, and click Continue followed by Save 3436.

On a queue in that group, edit the Route to Agent queue event; under Skilled Agent Routing, drag the skill from Available Skills into Skills In Use, then click Ok and Save 37.

Finally, assign the skill to agents under Users > Agents > select the agent > Skill Profiles; click Add Profile, name it, and select the queue group under Voice Group Skills (the agent must already have inbound access to the queue for the skill to show) 33.

Verify

Open the Group Skills tab on the queue group and verify that the skill appears with its name, description, and active status 35.

Rollback

Navigate to the Group Skills tab on the queue group, click the skill, and click Delete 35.

Weighted preference across queues that share agents

Do

Open each queue's General tab and configure the Queue Priority numeric field 54. Queue Priority acts as a weighted distribution preference, ensuring higher-priority queues receive a higher share of calls while lower-priority queues continue to receive traffic 54. Do not place the queue into a priority group, as priority group rankings override Queue Priority, and do not combine this with agent rank 3818.

Verify

Suggested check: Review the General tab on each queue to confirm the configured numeric values.

Rollback

Reopen the General tab on each queue and reset the Queue Priority value 54.

Strict absolute ranking across queues that share agents

Do

Navigate to Routing > Priority Groups, click New Group, enter a name, and click Ok 39. Select the created group, add queues using the Queue Order dropdown, enter a Rank beside each queue (higher numbers represent higher priority), and click Save 39. Calls waiting in the highest-ranked queue will be handled first whenever shared agents become available 38. Do not combine priority groups with agent rank 18.

Verify

Suggested check: Open the priority group under Routing > Priority Groups and verify the list of queues and their assigned rank order.

Rollback

Suggested rollback: Remove queues from the priority group or delete the group if no longer needed.

Agent rank preference within the queue

Do

Contact RingCX support to enable agent rank on the account, ensuring that neither priority groups nor queue priority are active on these queues 18.

Verify

Suggested check: Open the queue's Agent Access tab and verify that the Rank values remain saved for each assigned agent.

Rollback

Suggested rollback: Reopen the Agent Access tab on the queue, adjust or clear the values in the Rank column, and click Save.

Step 9 Route incoming dialed numbers

Dialed number routes directly to one queue

Do

Assign the incoming phone number directly as a DNIS to the queue so that inbound calls match directly to it 32.

Verify

Place a test call to the assigned number while an agent is logged in and confirm the queue receives the incoming interaction 61.

Rollback

Suggested rollback: Unassign the DNIS or clear the assigned channel number from the queue settings.

Dialed number passes through a workflow before routing to a queue

Do

In RingCX Admin, click the Categorization icon, select Workflows, click New Group, enter a Group name, and click Save 65. Hover over the workflow group, click the New Workflow plus icon, enter a Name and Description, optionally check Enable Debug with a Debug Email address, and click Save 64. Open the workflow, click Channel Assignment, check the box beside the desired channel number, and click Save 63.

Expand the workflow group under Categorization > Workflows, select the workflow, and click Workflow Studio in the navigation pane 68. The canvas opens containing a Start node 68. Drag nodes from the palette, and connect nodes by clicking the plus icon on an origin node and dragging the connector arrow to the target node 66.

Drag a Route node onto the canvas, double-click it to edit, supply a Node ID, and set the transfer type dropdown to Voice Queue 5557. Select the target inbound queue; if specifying the destination dynamically via an expression (${parentObj.childObj.fieldName}), ensure the expression resolves to the queue's item ID rather than its display name 56. Connect the Route node to the incoming logic path 66.

Verify

In the workflow's Channel Assignment tab, click Assigned to verify that the channel appears with its Name and Type 63. If Enable Debug was checked, place a test call and check that the configured Debug Email receives a step-by-step interaction analysis 64.

Rollback

In Workflow Studio, hover over unwanted nodes and click Remove, or select a node and press Delete 66.

Step 10 Configure dispositions and wrap-up settings

Do

Under Routing > Voice queues & skills, open the queue and navigate to the Agent Settings area of the General tab 30. Configure Max Accept Time (the number of seconds the call rings at an agent before requeueing) and Wrap Time (the post-call work interval in seconds) 1. Set Hangup on Disposition (to terminate the call when a disposition is submitted), decide whether to select Disable Dispositions and Agent Notes (which hides these options from the agent screen), and specify the Disposition Alert Timer (the number of seconds following call termination before an agent receives an alert to complete dispositioning) 30. Manage the selectable disposition outcomes in the queue's Dispositions section 31.

Verify

Suggested check: Save the General tab and verify that the numeric values for Max Accept Time, Wrap Time, and Disposition Alert Timer persist on reload.

Rollback

Reopen the General tab's Agent Settings section and restore the previous timing or toggle settings 30.

Step 11 Validate queue operation

Do

Conduct routing validation after initial configuration and following any major updates to inbound queues 62.

Log in to the agent interface: on the second login screen, select the inbound queues under test, choose Use integrated softphone as the Login Type, and check Start taking calls 58.

With at least 1 agent logged in, place a call to the queue's assigned number; verify that audio prompts play, IVR or DTMF choices reach the correct endpoints, and the call is routed through the queue's configured event sequence to the agent 61. Next, place a call when the queue is scheduled as closed or under an override date to verify that closed-hours routing triggers as defined 59.

Verify

During an active call, confirm that the logged-in agent receives the interaction, desktop call controls function, and incoming call details display properly 58.

Rollback

Suggested rollback: If calls fail to route or present errors, recheck queue business hours, agent queue assignments, and routing node parameters.
