Zoom Contact Center flows and reporting

Verified 2026-09-24 · 60 sources · tier 2

Also known as ZCC.

In Zoom Contact Center, a flow is a sequence of steps, built from connected widgets, that determines how consumer interactions are handled 24. Zoom Contact Center flows can be designed in the Zoom web portal's graphical flow editor or created by importing a JSON file 25.

Flow design and execution

Using the Zoom Contact Center flow editor requires account owner or admin privileges, a Zoom Contact Center license, and a Pro, Business, or Education account 18. A flow must be in Draft status to be edited, and the editor provides Save Draft and Publish controls 17. When adding a flow, an administrator picks 1 of 5 channels: Voice, Video, Messaging, Email, or Work Item 23. All 3 Zoom Contact Center license tiers (Essentials, Premium, Elite) include the Flow Editor, Reporting and Analytics, and the voice, video, chat, and SMS channels 34. Premium and Elite tiers add the email channel, social media messaging, automated outbound dialers, and cobrowse 36. Elite bundles AI Expert Assist, Zoom Quality Management, and Zoom Workforce Management, which Essentials and Premium can buy only as add-ons 35.

Flow widgets provide handling logic and routing steps:

  • The Collect Input widget gathers consumer input by speech, by menu interaction, or by pressed digits 59.
  • The Condition widget chooses the next widget based on variables such as time, date, or operating hours 60. The 2026-06-20 release enabled the Condition widget to select operating hours from a variable at runtime 2.
  • The Bot flow widget requires Zoom Virtual Agent 58.
  • A dedicated Data Table widget for looking up preconfigured data tables during flow execution became generally available in the 2026-07-18 release 12. WarmTransfer's reading of the sources is that the Data Table widget was probably available only in limited or pre-GA form between the 2026-05-16 release, which first lists it, and its 2026-07-18 GA 11.
  • The 2026-08-15 release added a subflow widget that lets a flow call a subflow, wait for it to finish, and continue on its result with values passed back 55.
  • The 2026-08-15 release also introduced a CX Management section in the Zoom Admin Center, combining administrative access to Contact Center and Workforce Management settings 5.

Routing within a flow is handled through the Route To widget, which can send an engagement to a queue, an inbox, an agent, or another flow, place an outgoing call to an external number, disconnect, or trigger a forced callback 47. Routing to another flow is supported only in voice, in-app chat, and web chat flows 48. When routing directly to an agent, selected by name or variable, administrators can configure a fallback queue and a maximum wait time 46.

Variables and scripting

Zoom Contact Center distinguishes between local and global variables: local flow variables are unique to a single flow, whereas global variables (both system and custom) are defined at the account level and can be referenced across any flow 37. Values returned by HTTP Call widgets and outputs from Script widgets can be mapped into flow variables 57.

The Script widget executes JavaScript with strict mode enabled automatically, exposing functions through module.exports 50. It does not support external modules, limiting execution to built-in helpers for variable retrieval and assignment, logging, and the req HTTP object 51. The Script widget exposes 2 exits: Success if the script executes, and Fail if it does not 49.

Entry points and lifecycle management

An entry point can be attached to a flow only when the flow is in Published status 20. Entry point types depend on the channel: voice and SMS flows use phone numbers, including US and Canada toll-free numbers, while video, chat, and work item flows use an Entry ID 21. A connected email account can serve as the entry point for only 1 flow, although a single flow can have multiple email accounts connected 19. Duplicating a flow duplicates all flow settings except the entry point configuration 16.

Flows or individual flow versions can be exported only when in Published or Archived status 22. Importing an exported JSON file creates a new flow in Draft status rather than overwriting an existing flow 29. Zoom does not support hand-editing exported flow JSON files, and files require valid syntax to import successfully 30.

Queue configuration

For voice queues, maximum wait time can be set up to 12 hours; if disabled, consumers can remain queued for up to 24 hours 38. Voice queue overflow can route engagements to another queue or flow only on the same channel, or redirect them to a goodbye message, voicemail, or an external number 40.

CX Analytics and reporting

CX Analytics replaced Zoom Contact Center's legacy dashboards and reports in May 2025 4, with the Zoom Developer Blog dating the release to 16 May 2025 3. During customer adoption of CX Analytics, Zoom stated that legacy Contact Center reporting would continue to populate so organizations could maintain reporting while migrating 33.

CX Analytics dashboards provide near-real-time metrics that refresh every 5 seconds, along with intraday trend data over a rolling 24 hours 10. Reports reflect completed engagements and update every 15 minutes, meaning engagements in wrap-up status do not appear until wrap-up ends 45. Reports can be exported in CSV or Excel format and emailed to up to 300 recipients 44. The platform includes 13 default reports, such as Flow Performance, Queue Performance, Queue Inbound, Queue Outbound, Queue Callback, Agent Performance, Agent Timecard, and Disposition 14. The Zoom desktop application can view CX Analytics reports, but creating, editing, scheduling, or exporting them requires the web portal 15.

Permissions in CX Analytics are managed by role and scope:

  • By default, the Agent role receives View access to reports and dashboards without data visibility; Supervisors receive View and Edit rights scoped to their assigned queues and teams; Admins have full scope 6.
  • Role Data Visibility can be set to All data, No data, Self, or Custom visibility across Agents, Queues, Engagements, Flows, Workforce Management, and Survey data 13.

API datasets and metrics

The CX Analytics API exposes several historical datasets: agent_performance, agent_timecard, queue_performance, flow_performance, and outbound_dialer_performance, as well as journey and operation_logs logs 7. Under this API model, the legacy queue metrics endpoint /analytics/historical/queues/metrics maps to /dataset/historical/queue_performance 41. Zoom notes that certain legacy API metrics lack a direct 1-to-1 equivalent in CX Analytics, requiring adjustments to downstream calculations 39. Even so, as of the 2025-09-15 changelog, Zoom maintained GET /v2/contact_center/analytics/historical/queues/metrics as a Legacy Reports API and continued to add response fields to it 31.

Recent platform releases altered core metric calculations:

  • Starting in the 2026-09-19 release, the CX Analytics Queue Offered metric counts callback engagements once rather than twice 42. WarmTransfer's reading of the sources is that Queue Offered totals for callback-enabled queues are probably not directly comparable across the 2026-09-19 release boundary due to the prior double-counting 43.
  • The 2026-09-19 release replaced the Ring Disconnect metric with System Disconnect, which tracks engagements terminated by the system before an agent answers 56.

In the metrics glossary, Service Level is defined as the percentage of calls answered within a threshold duration, defaulting to 30 seconds 53. Administrators can configure the voice and video answer-time threshold, the first-message-speed threshold for chat, SMS, and email, and the target percentage at either the account or queue level 54. Calculations can also exclude short-abandoned and long-abandoned interactions at both scopes 1. Short Abandoned is defined as queued voice or video engagements terminated by the consumer before exceeding the queue's short-abandon threshold 52. Handling Duration represents talking duration combined with wrap-up duration 28. WarmTransfer's reading of the sources is that this metrics glossary (KB0061948) documents the legacy reporting metric definitions rather than CX Analytics datasets 27.

In legacy reporting environments, the flow detail report can be filtered by date range, flow, entry point, and flow outcome, displaying per-outcome engagement counts and first queue, with export to CSV 26. In legacy real-time queue dashboards, supervisors and agents can view metrics only for queues to which they are assigned 32.

Applicability

Applies to: Zoom Contact Center and Zoom Contact Center API. Deployments: multi-tenant. Sources checked 2026-09-24. The 2026-06-20 release introduced runtime variable operating hours in the Condition widget 2. A dedicated Data Table widget became generally available in the 2026-07-18 release 12, and WarmTransfer's reading of the sources is that it was probably available only in limited or pre-GA form between 2026-05-16 and 2026-07-18 11. The subflow widget and the CX Management section were added in the 2026-08-15 release 555. The single-count Queue Offered metric update and the System Disconnect metric took effect in the 2026-09-19 release 4256. CX Analytics launched on 16 May 2025 3.
