Troubleshooting Webex Calling call queues requires verifying capacity boundaries, routing patterns, agent queue states, and exception policies 40382951. Diagnostic data in Control Hub provides segment-level call tracing alongside daily batch reports and analytics to identify delivery failures 569.
Queue capacity and agent routing limits
A Webex Calling call queue holds at most 250 calls 40. The configurable range for the number of calls in queue is 0 to 250; if this value is configured to 0, the queue allows no incoming calls 41. An organization may configure up to 1,000 call queues per location 42.

Priority-based routing supports 5 patterns: circular, top down, longest idle, weighted, and simultaneous 38. Skill-based routing routes calls first by the agent's skill level and then, among agents sharing the same skill level, applies circular, top down, or longest idle routing 49. A call queue supervisor can be assigned up to 100 agents 55.
Call queue members can be users, workspaces, or virtual lines, and each can be assigned to multiple call queues 2.
Agent availability and call delivery
When agents are added to a new call queue, their joined state is set to TRUE by default 29. If an agent's joined state is FALSE, calls are not routed to that agent even when the agent is available 29. Administrators control whether agents can alter this state through the "Allow agents to join or unjoin the queue" setting 4.
In Webex App, members access the Call Queues section to toggle queue membership and select a status of Available, Unavailable, or Wrapping up 12. In Webex Calling Customer Assist, an agent placed in the Wrapping Up state receives no new calls 24. Customer Assist agents who sign out remain members of their queues but do not receive queue calls 45.
- Active calls: A queue delivers new calls to an agent currently on an active call only if the administrator has enabled "Allow agents on active calls to take additional calls" 25.
- Call forwarding: Queue calls presented to an agent ignore the agent's individual call forwarding settings 1.
- Queue-level forwarding: The call queue maintains its own forwarding rules (always, selective, or by mode) independently of agent settings 39.
- Welcome announcements: Unless marked as mandatory, the welcome message is skipped if an agent is available when the caller enters the queue 58.
Bounced and stranded call handling
A bounced call occurs when a queue call presented to an available agent is not answered; the call is returned to the queue 13. When bounced, the call is placed at the top of all queued calls instead of the end 16. Administrators can also enable "Bounce if agent becomes unavailable" to return a call to the queue if the targeted agent transitions to unavailable during presentation 17. In simultaneous routing queues with bounced-call settings and the "Queue position for simultaneous routing" setting enabled, bounced calls are re-offered to an agent who becomes available before later queued calls are processed 46.
In Customer Assist, if a call bounces while the bounced call policy is enabled, the agent's status automatically switches to Unavailable, requiring the agent to reset it to Available before receiving new calls 20. Cisco states that this automatic transition prevents calls from re-routing to the same unavailable agent and lowers caller wait times 21. Documented scenarios that trigger a bounce in Customer Assist include no answer within the ring limit, calls offered to an unregistered device, and calls explicitly declined by an agent 19. However, in Control Hub analytics, declined calls are excluded from the Bounced Calls metric, which counts only calls presented but not answered 7.
A stranded call occurs when a call enters or remains in a queue that has no staffed agents 51. Stranded-call treatment options are leave in queue, perform busy treatment, transfer to phone number, night service, play ringing until the caller hangs up, and play an announcement until the caller hangs up 52.
Stranded-call handling is suspended as long as at least 1 staffed agent remains in a busy or wrap-up state 54. Enabling "Trigger policy when all agents are unreachable" activates the stranded policy when all logged-in agents lose connectivity, such as during power or network outages 53.
Overflow and service routing schedules
Call queue overflow triggers when capacity limits are reached or when wait thresholds expire 3735. When "Enable overflow after calls wait x seconds" is active, calls trigger the overflow action after waiting the designated duration, even if the queue size limit is not reached 37. Overflow actions are configured to perform busy treatment (fast-busy tone), play ringing until the caller disconnects, or transfer to a specified phone number 34.
- Holiday service and night service: Route calls to busy treatment or an alternate number based on configured schedules; night service can be manually forced active regardless of the business schedule 32.
- Forced forwarding: Diverts new calls to an alternate destination temporarily, functioning independently of holiday and night service schedules 28.
License tiers and feature differences
Standard call queues are included with the Webex Calling Professional license 31. Customer Assist call queues require a Customer Assist license under Flex Plan 3.0, which includes the Webex Calling Professional license 30. Customer Assist queues require that all assigned agents and supervisors hold a Customer Assist license, and users cannot combine a Customer Assist license with a Webex Calling Standard license 22.
- Wrap-up and screen pop: Wrap-up reasons, the wrap-up timer, and screen pop are exclusive to Customer Assist queues and absent from basic queues 23.
- Auto answer: Customer Assist provides an auto answer delay configurable from 0 to 10 seconds, where 0 answers immediately with a zip tone 18.
- Supervisor controls: Basic call queue supervisors execute monitoring, coaching, and barge-in via feature access codes, whereas Customer Assist supervisors manage queues and agents directly within Webex App 26.
Analytics and diagnostic reporting
Control Hub provides three primary mechanisms for diagnosing queue issues: call troubleshooting views, analytics dashboards, and downloadable reports 56835.
The Control Hub troubleshooting interface retains call records for the preceding 21 days 56. It decomposes calls into per-hop segments, separating hops such as caller-to-auto-attendant from auto-attendant-to-user 56.
Queue analytics provide four headline KPIs: total answered calls, total abandoned calls (calls where the caller disconnected or left a message before an agent was available), percentage of abandoned calls, and average wait time 85. Additional charts present agents handling calls versus agents assigned, as well as top 25 agents ranked by answered and bounced calls 6. Access to Control Hub Analytics requires a full administrator, read-only administrator, or support administrator role 11.
Data availability: Analytics metrics are batch processed daily and published by 1:00 PM GMT the following day 9.
Retention: Analytics gives standard customers 3 months of data and Pro Pack customers 13 months; since 27 January 2026 Pro Pack users can select only 3 months at a time 10.
