Setting up Webex Calling call queues and hunt groups

For Webex Calling administrators with Control Hub admin rights who already have at least one Webex Calling location with numbers..

A Webex Calling hunt group routes incoming calls to a set of members in a predetermined pattern 55. Webex Calling call queues hold up to 250 calls, while Customer Assist adds screen pop, wrap-up reasons, auto-answer, and supervisor analytics in the Webex App 37​10.

Before you start

  • Cisco's configuration workflow places location-level work and managing phone numbers before configuring calling features 64. See also Setting up a Webex Calling location.
  • A location must have a main number assigned if it includes any extension-only entities, such as extension-only users, workspaces, virtual lines, or features 65.
  • A hunt group requires a phone number or an extension 59.
  • A call queue requires a phone number or an extension of 2 to 10 digits; leaving the extension blank causes the system to assign the last 4 digits of the phone number 32.

Step 1 Confirm licensing and prerequisites

Confirm that the target location exists, as hunt groups are included as part of the standard package of location group services 62.

Step 2 Prepare schedules and audio

Create business-hours schedules, holiday schedules, or operating modes if the hunt group will use selective call forwarding or forward by operating mode 53.

Create the business hours and holiday schedules needed for queue night service and holiday service 31. Upload custom announcement files as .WAV files at 16 kHz, 16-bit PCM to the announcement repository at the organization or location level 4, or generate text-to-speech announcements up to 3,000 characters within the limit of 150 daily TTS creations or updates per organization 5.

Create the business hours and holiday schedules required for night and holiday service 31. Prepare .WAV audio files at 16 kHz, 16-bit PCM or TTS announcements up to 3,000 characters 4​5.

Step 3 Create the feature and assign its number

In Control Hub, navigate to Services > Calling > Features, select the Hunt Group card, and click Add New 54. Assign a location, a name, a phone number or extension, and optionally up to 10 alternate numbers with distinctive ring patterns 59.

In Control Hub, go to Services > Calling > Features, select the Call Queue card, and click Add new 23. Enter a phone number or an extension of 2 to 10 digits 32. Set the Number of Calls in Queue between 1 and 250, avoiding 0 because setting it to 0 disallows incoming calls 37​38.

Suggested check: confirm the queue is listed on the Call Queue card with a non-zero queue size.

Rollback

Suggested rollback: remove the queue or reassign the selected phone number.

Customer Assist queue: a call queue plus screen pop, wrap-up and supervisor dashboards, on the Customer Assist license

Do

Create a new queue under Services > Customer Assist > Queues, or upgrade an existing call queue 15. If upgrading, note that the upgrade keeps agents and settings, removes workspaces and virtual lines, changes Weighted routing to Top Down, and cannot be downgraded 15. Set the Number of Calls in Queue between 1 and 250 37.

Rollback

Suggested rollback: record all settings and agents prior to upgrading, as downgraded conversion back to a call queue is not supported.

Step 4 Select the routing pattern

On the Call Routing page, select Weighted 60.

Do

Customer Assist does not offer weighted routing, and upgrading an existing weighted queue automatically converts it to Top Down 15. Select an available pattern: Circular, Top Down, Longest Idle, Simultaneous, or skill-based routing with agent skill levels 1 to 20 36​39.

Circular: continue round-robin from the last agent who took a call

On the Call Routing page, select Circular to continue routing from the agent after the one who last took a call 36. For a call queue or Customer Assist queue, skill-based routing from levels 1 to 20 with circular tie-breaking can alternatively be chosen 39.

Top down: always start from the first agent in the list

Do

On the Call Routing page, select Top Down so calls always start at the top of the agent list 36. For a call queue or Customer Assist queue, skill-based routing with top-down tie-breaking can alternatively be selected 39.

Suggested check: verify that the group or queue membership remains within the allowed ceiling for top-down routing.

Rollback

Longest idle: offer to whoever has been idle longest

Do

On the Call Routing page, select Longest Idle 36. For a call queue or Customer Assist queue, skill-based routing with longest-idle tie-breaking can alternatively be selected 39.

Simultaneous: ring every agent at once

Do

On the Call Routing page, select Simultaneous to ring all agents at once 36.

Step 5 Set no-answer, busy and overflow handling

Configure "Advance after set number of rings" to a value between 1 and 20 48. Enable "Advance when busy" if members currently on a call should be skipped 49. Set "Forward after set number of rings" to between 1 and 99 rings to route unanswered calls to a destination number or voicemail 57. Choose whether to enable hunt group busy or allow agents to toggle it 52.

On the Overflow Settings page, select an overflow treatment: busy treatment, ringing until the caller hangs up, or transfer to a phone number 33. Configure bounced-call settings to bounce calls after 1 to 20 unanswered rings, bounce if the agent becomes unavailable, or alert/bounce when held for 1 to 600 seconds 20.

Configure queue overflow treatment to perform busy treatment, play ringing until hang-up, or transfer to a phone number 33. Set bounced-call handling to bounce after 1 to 20 rings, bounce when agents become unavailable, or alert/bounce on hold durations between 1 and 600 seconds 20.

Step 6 Configure announcements

Cisco positions hunt groups for simple member hunting without IVR, in contrast to call queues that provide queueing 66.

Enable a welcome message, marking it mandatory if it must play even when an agent is available 44. Optionally configure an estimated wait message informing callers of queue position or wait time with a handling time of 1 to 100 minutes repeating every 10 to 600 seconds, a comfort message every 1 to 600 seconds, looping hold music, and a call whisper message played to agents before connection 24​22​27​45.

Suggested check: place a test call while all agents are busy to verify the order of the welcome message, estimated wait announcement, comfort message, and hold music 22​24​27.

Configure the queue announcements: welcome message, estimated wait message (1 to 100 minutes default handling time, replaying every 10 to 600 seconds), comfort message (1 to 600 seconds), hold music, and call whisper 44​24​22​27​45.

Step 7 Add agents

On the Select Agents page, add users, workspaces, or virtual lines up to 1,000 members (or the limit of the chosen routing pattern) 51​60. Ensure any extension-only entities belong to a location with a main number assigned 65.

On the Select Agents page, add users, workspaces, or virtual lines 19. Configure "Allow agents to join or unjoin the queue" if agents should control queue membership, noting agents added during creation start joined 28. Set "Allow agents on active calls to take additional calls" if required 30. Assign agent skill levels (1 to 20) or percentage weights (0 to 100) if using skill-based or weighted routing 39​43. An agent's personal call forwarding does not apply to queue calls 18.

Step 8 Set forwarding and after-hours policies

On the Call Forwarding tab, configure forwarding to always forward, selectively forward based on schedules or callers, or forward by operating mode, with an option to send to voicemail 53. Note that "Not to Forward" rules take precedence over "Forward" rules 53.

Step 9 Set up supervision and Customer Assist extras

Step 10 Onboard agents

Step 11 Test end to end and read the analytics

What remains uncertain

The exact procedure to delete a hunt group or call queue is not covered by the sources below. Whether weighted percentages assigned to agents in a call queue must add up to 100 is not covered by the sources below.
