Setting up agent outdial in Webex Contact Center

For Webex Contact Center administrators configuring outbound dialing for agents.

Webex Contact Center administrators can configure outbound PSTN dialing directly from the Agent Desktop 4. This procedure defines caller ID behavior, number restrictions, outdial queues, and entry points for agent-initiated calls 31 34.

Before you start

  • Verify that your contact center voice deployment uses one of the 4 supported PSTN options: Webex Contact Center PSTN, Cloud Connected PSTN, Local Gateway, or Cisco Calling Plan 47.
  • If you use Webex Contact Center PSTN, verify that it resides in a dedicated location, because Cisco does not support endpoint devices in the same location as Webex Contact Center PSTN 46. Webex Contact Center PSTN is available only in the contiguous United States and Canada 54.
  • Verify that sites, teams, user profiles, multimedia profiles, and skill definitions are already configured before creating queues 51.
  • Ensure that the phone numbers intended for caller ID presentation are mapped to inbound entry points under Services > Contact Center > Customer Experience > Channels 33 19 11.

Step 1 Confirm PSTN and entry-point numbers exist

Do

Confirm that every dial number you plan to use as an outdial ANI is mapped to an inbound entry point by creating an inbound telephony channel under Services > Contact Center > Customer Experience > Channels 33. A dial number must be mapped to an entry point to be available as the Default Outdial ANI 19 or in an outdial ANI list 11.

Verify

In the contact center voice settings, confirm that the Default Outdial ANI field displays a dial number rather than Not Configured 18.

Rollback

Suggested rollback: Remove any mapped numbers from inbound channels if they were added erroneously.

Step 2 Create the outdial queue

Do

In Control Hub, navigate to Services > Contact Center > Customer Experience > Queues and click Create queue 55. Select Outdial queue in the Contact direction field 49. When Outdial queue is selected, the channel type field is disabled because telephony is used for outdial queues 48. In the field, practitioners report that an outdial queue used for agent outdial is required but does not necessarily need agents assigned 50. The outdial queue serves as a holding place for outbound customer contacts that need to be assigned to an agent or dial number 52.

Verify

Suggested check: Verify that the new queue appears in the Queues list with an outdial direction.

Rollback

Suggested rollback: Delete the outdial queue after ensuring no outdial entry points reference it.

Step 3 Create the outdial entry point

Do

In Control Hub under Customer Experience > Channels, create an entry point with channel type Outdial Telephony 15. An outdial entry point can use either a routing strategy or a flow 32. Choose a flow rather than a routing strategy, because a routing strategy prevents customizing outdial features such as flow selection, music, and outdial queues 53. Using a flow enables advanced configurations such as screen pop and customizing the ANI 36. Select the outdial queue created in the contact center from the list in the outdial entry point settings 34. Do not end the flow with Set Contact Priority 41 or Bridged Transfer 14. Retain the system-provided entry point named Outdial Transfer to Queue for outbound queue transfers 45. Maintain the tenant within the limit of 1000 active outdial entry points 44.

Verify

Suggested check: Confirm that the entry point appears under Channels with type Outdial Telephony.

Rollback

Suggested rollback: Disassociate the entry point from any desktop profiles and delete the channel.

Step 4 Set the organization Default Outdial ANI

Do

In the contact center voice settings in Control Hub, select an entry-point mapped dial number from the Default Outdial ANI drop-down list 17. By default, the first dial number mapped to an entry point is displayed as the Default Outdial ANI 18. This dial number will be shown to customers whenever an agent does not select a specific outdial ANI 16.

Verify

In the contact center voice settings, confirm that the Default Outdial ANI drop-down displays the chosen number and does not show Not Configured 18.

Rollback

Suggested rollback: Select the prior dial number from the Default Outdial ANI drop-down list.

Step 5 Create the outdial ANI list

One number for everyone

Do

Allow agents to present the organization default outdial ANI 16.

Verify

Suggested check: Verify that no outdial ANI list is assigned in the desktop profile.

Rollback

Suggested rollback: No rollback action is needed.

A selectable list of numbers

Do

Navigate to Services > Contact Center > Desktop Experience > Outdial ANI and click Create Outdial ANI 12. In General Settings, enter a name and description 10. In the Configured ANIs section, add entries specifying a name and a contact number selected from dial numbers mapped to entry points 10 11. Stay within system limits of at most 400 outdial ANI lists, at most 200 entries per list, and at most 2000 total outdial ANI entries per organization 43. Note that configuring a default ANI within an outdial ANI list overrides the organization default for agents assigned that list 20.

Verify

Suggested check: Confirm that the list saves and displays all configured entries.

Rollback

Disassociate the list from all desktop profiles before deletion, because an outdial ANI list cannot be deleted while associated with any entity 8.

Step 6 Configure the desktop profile

One number for everyone + Address book only, no free dialing

Under Services > Contact Center > Desktop experience > Desktop profiles, create or open a desktop profile 27. Enable the Outdial toggle in voice settings 31 and select the outdial entry point from the drop-down 30. Leave the Outdial ANI field empty so that the organization default outdial ANI applies 16. Toggle Dial Pad off to prevent manual dialing 26, and select the address book in the Address Book field 25.

Verify

Suggested check: Verify that Outdial is enabled, the entry point is populated, Dial Pad is disabled, and Address Book is configured.

Rollback

Suggested rollback: Revert the desktop profile voice settings.

One number for everyone + Free dialing on the dial pad

Do

Under Services > Contact Center > Desktop experience > Desktop profiles, create or open a desktop profile 27. Enable the Outdial toggle in voice settings 31 and select the outdial entry point from the drop-down 30. Leave the Outdial ANI field empty so that the organization default outdial ANI applies 16. Toggle Dial Pad on to enable manual dialing 26, keeping in mind that a desktop profile can have at most 10 dial plans 42.

A selectable list of numbers + Address book only, no free dialing

Do

Under Services > Contact Center > Desktop experience > Desktop profiles, create or open a desktop profile 27. Enable the Outdial toggle in voice settings 31 and select the outdial entry point from the drop-down 30. In the Outdial ANI field, select the outdial ANI list 29. Toggle Dial Pad off to prevent manual dialing 26, and select the address book in the Address Book field 25.

Step 7 Assign the desktop profile to agents

Do

Assign the configured desktop profile to the target agents to grant them outdial permissions and outdial ANI lists 13.

Verify

Have the agent sign out and sign back in to the Agent Desktop; verify that outdial controls are visible on the desktop 4.

Rollback

Suggested rollback: Reassign the agents' prior desktop profile.

Step 8 Place a test outdial call

One number for everyone

Do

Sign in to the Agent Desktop as a test agent who can obtain destination numbers from the address book, manual dial pad, or organization directory 3. Verify the agent state is Available or Idle, because outdial calls cannot be initiated during an active inbound voice call 6.

Step 9 Test the number restrictions

From the Agent Desktop, verify outdial number restrictions:

  • Outdial numbers are limited to a maximum of 18 digits 1.
  • Agents cannot outdial to extension numbers or to entry point numbers 2.

Verify

Verify that an invalid number format, unsupported country code, or dial plan restriction causes the desktop to show an error notification that includes a tracking ID 7.
